你已经在应对问题本身——现在还得挑选合适的词语、恰当的语气,既不显机械,也不失礼貌。
我也经历过。当顾客回信说“这是不可接受的!”时,你会僵住,担心自己的回复是让情况好转还是更糟。
好消息是:你并不需要完美英语就能做好客服。只要有可靠的模板作为起点,然后再根据自己的语气做调整即可。
下面给出两种常用模板——一封邮件,一条实时聊天,供非母语者参考。把它们当作基础,而不是死板剧本。
邮件模板:处理投诉(退款请求)
适用场景:顾客对产品或服务不满意并要求退钱。
主题:抱歉——让我们为您解决
正文
Dear [Customer Name],
Thank you for reaching out. We're sorry that [product/service] did not meet your expectations.
I understand you would like a refund. Let me explain how this works:
- We will refund the full amount to your original payment method.
- The refund should appear within 5–7 business days.
- You will receive a confirmation email once it's processed.
If you prefer, we can also offer a replacement or store credit instead. Just let me know.

为什么有效:语气直接但礼貌,既承认问题又避免过度道歉(容易显得虚假)。编号列表让流程清晰——尤其适合英语水平有限的客户。
实时聊天模板:订单延迟
适用场景:顾客询问订单状态,且已延迟。
Agent: Hi [Customer Name]! Thanks for waiting. I just checked your order #[number].
Agent: I can see it's delayed by [X days]. I'm sorry about that. Here's what happened: [short reason, e.g. "our warehouse had a shipping delay last week"].
Agent: Your new estimated delivery date is [date]. I'm also adding a [discount code/ free shipping] to your account as an apology.
Agent: Does this work for you, or would you prefer to cancel and get a full refund?
为什么有效:实时聊天需要快速、简短的回复。每条信息只传递一项内容——解释、道歉、提供解决方案,并给出选择,避免长段落让人不知所措。
三个小改动,大不同
即使有模板,你也能迅速提升回复质量。
1. 把 “I will” 换成 “I'll”
“I'll check this for you” 比 “I will check this for you.” 更显温暖。缩写让口语和书面更自然。
2. 稍微呼应顾客的语气
若顾客说“this is very frustrating”,你可以回应 “I understand this is frustrating.” 若他们说“I’m a bit confused”,则说 “I understand the confusion.” 不要匹配愤怒,而是匹配情绪层级。
3. 用明确的下一步结束
不要只说 “Let me know.” 给出具体行动:“I'll send you the tracking number within 2 hours.” 比 “I'll keep you updated.” 更好。
