When to use: A customer is unhappy with a product or service and wants their money back.

I understand you would like a refund. Let me explain how this works:

Why this works: The tone is direct but polite. It acknowledges the problem without over-apologizing (which can sound fake). The numbered list makes the process clear — especially useful if the customer's English level is also limited.

When to use: The customer asks where their order is, and it's late.

Agent: Hi [Customer Name]! Thanks for waiting. I just checked your order #[number].

Agent: I can see it's delayed by [X days]. I'm sorry about that. Here's what happened: [short reason, e.g. "our warehouse had a shipping delay last week"].

Agent: Your new estimated delivery date is [date]. I'm also adding a [discount code/ free shipping] to your account as an apology.

Agent: Does this work for you, or would you prefer to cancel and get a full refund?

Why this works: Live chat needs fast, short responses. Each message covers one piece of information. You're explaining, apologizing, offering a solution, and giving a choice — all without long paragraphs that overwhelm the reader.

Three Small Changes That Make a Big Difference

Even with templates, you can improve your replies quickly.

1. Replace "I will" with "I'll"
"I'll check this for you" sounds warmer than "I will check this for you." Small contractions make spoken and written English feel more human.

2. Mirror the customer's tone slightly
If the customer writes "this is very frustrating," you can say "I understand this is frustrating." If they write "I'm a bit confused," say "I understand the confusion." Don't match anger — match the emotion level.

3. End with a clear next step
Never end a message with just "Let me know." Tell them exactly what will happen next. "I'll send you the tracking number within 2 hours" is much better than "I'll keep you updated."

Every support interaction follows the same basic rhythm. Here's how it looks visually:
